IVR containment rate is the share of calls that are handled entirely inside the IVR without being transferred to a live agent. It is also called call containment or IVR call containment.
Divide the number of calls that ended inside the IVR by the total number of calls that entered it, then multiply by 100.
Illustrative example: if 10,000 calls enter the IVR and 6,000 finish without being transferred to an agent, the containment rate is 60%.
Each call handled in the IVR is one less call an agent has to take. A well-functioning IVR clears routine requests, such as order status or balance checks, so agents can focus on complex ones.
A contained call is not always a satisfied caller. Callers who give up and hang up in frustration can also be counted as contained, depending on how your system reports it. That's why containment should be read alongside:
